The problem is that the demo shows the bot handling a softball question with a clean answer, and production shows the bot confidently telling a customer something that isn't true, then getting stuck in a loop when the customer pushes back. The gap between the demo and the reality is where most AI support implementations die.
The honest version of AI customer support is narrower than the pitch. It handles FAQ-level questions where the answer exists in your documentation. It routes everything else to a human. It never pretends to be a person. And it's only as good as the knowledge base you feed it — which means the hard work isn't configuring the AI, it's writing documentation complete enough that the AI can actually find correct answers. That prerequisite disqualifies most small operations before the conversation about tools even starts.

The most relevant chunks get pulled and fed to a language model along with the customer's question. The model generates a response. If the model's confidence is below a threshold — or if the customer expresses frustration, asks to speak to a human, or hits a keyword trigger — the conversation escalates to a human agent.

The numbers they cite are impressive, and the case studies feature companies with thousands of support tickets per month and well-maintained knowledge bases.
What Actually Happens
The resolution rate numbers from the marketing materials are real — for companies with comprehensive, well-organized documentation. That qualifier carries all the weight. If your knowledge base covers 200 common questions with clear, specific answers, an AI support bot will resolve a high percentage of conversations that match those questions. If your knowledge base is ten FAQ entries and a pricing page, the AI will hallucinate answers to fill the gaps, and hallucinated customer support is worse than no customer support. A wrong answer from a bot damages trust in a way that a slow response from a human doesn't.
The "garbage in, confidently wrong garbage out" problem is the central challenge of AI support, and it's not a technical problem — it's a content problem. The AI retrieval system finds the closest match in your knowledge base and generates a response based on it. If your customers are paying premium prices and expect a premium experience, an AI chatbot signals the opposite — it says "your question isn't important enough for a person." The use case for AI support is high-volume, low-complexity inquiries. Everything else deserves a human.
Also skip this if your documentation isn't ready. Building an AI support bot before you have a comprehensive knowledge base is building a hallucination engine. The bot will generate answers from whatever fragments it can find, and those answers will be wrong often enough to erode trust. Write the docs first. If, after writing complete documentation, you find that most customer questions are answered by pointing to the relevant doc page — then you have a knowledge base ready for AI support. If your support process is still "let me look into this and get back to you" for most questions, the AI doesn't have what it needs to help.
The honest bottom line is this: AI customer support is a force multiplier for operations that already have the documentation infrastructure and the volume to justify it. For everyone else — which is most solopreneurs and small publishers — it's a solution looking for a problem that's better solved by being responsive and writing a good FAQ page.
